Social Media Marketing
A. The Explosion of Social Network Use
Every day people across the globe—both at home and at work—log on to social
networks and blogs. Nielsen finds that three-fourth of all people online visit a social site
at some time. There are over 1.5 billion people online worldwide,1 so that equates to
1.125 billion people using social sites. They do not just visit social sites; they spend an
average of 22 percent of their online time on these sites, an increase of 24 percent in a
single year. Facebook is only the third largest global brand in terms of share of people
visiting the site with 54 percent, but it tops all others in time spent—a whopping 6 hours
per person per year. As you might expect, Google tops all other sites in visitor share.
Social media has become a global phenomenon, but as these statistics suggest,
there are wide variances on the amount and nature of use in different parts of the world.
The world map in Figure 9.1 shows that change is the norm in the social media space.
Facebook alone had over 500 million users worldwide by late 2010, with 50 percent of
them logging onto Facebook on any given day.3 Most students have a Facebook page, so
its popularity and widespread use are no surprise. However, are there some of the large
sites in Figure 9.1 that you do not recognize? Probably so. Some are specialized B2B
sites. Others are popular in some countries, but not in others. For example, Orkut,
Google’s social network site, has never taken off in the United States but is wildly
popular in countries such as Brazil and India. After all, most of us as individuals use only
a few of the many platforms out there, but the social media marketer must have a wide
knowledge of the resources available.
The most talked-about social media campaign of summer 2010 was the Old Spice
effort. It featured former National Football League (NFL) player Isaiah Mustafa, who
debuted as brand spokesperson in a Super Bowl 2010 TV ad, “The Man Your Man Could
Smell Like.” The video quickly went viral on YouTube. In just two weeks following the
Super Bowl, it had 1.6 million views. By fall, it was still going strong, closing in on 22
million views. In spring 2011, a new series of videos was launched, another sign of
success.
All this activity represents a tremendous creative accomplishment, but it begs the
ultimate marketing question: did it increase sales? According to a Procter & Gamble
representative, it did. “Since the Smell Like A Man, Man campaign broke in February,
Old Spice has month-over-month strengthened its market position, said (Michael) Norton
in an email. He added that Old Spice is now the No. 1 brand of body wash and anti-
perspirant/deodorant in both sales and volume with growth in the high single/double
digits.” Nielsen data appeared to confirm this corporate statement, although it is hard to
separate what the impact was of a two-day social media campaign out of a long-term
brand campaign in multiple media.9 However, it is clear that social media marketers and
technical experts worked closely together to make this campaign successful.10 Whether
they used additional technology like seeding11 is unclear.
Social media marketers were paying attention to the Old Spice phenomenon.
About a week later, Cisco launched its own version, “Ted from Accounting.” This was
supposed to be a tongue-in-cheek parody of the Old Spice Campaign, featuring an
appropriately geeky accountant. According to Meagan O’Neill from the Social Times
blog,12 a Cisco blog post with a marketer video explaining the concept was posted in the
morning. Cisco employees then Retweeted from several accounts during the day. In the
afternoon the central video, “Who Is Ted from Accounting?” was posted. While the
central video is amusing, as of fall 2010, it had received just under 10,500 views.
On October 14, 2010, tech entrepreneur Dave Morin posted a “birthday wish” to
raise money for the Benioff Children’s Hospital in San Francisco on his Causes page (see
his post at www.causes.com/posts/564977). This former Facebook employee and start-up
CEO announced his donation goal as $10,000 for the hospital by the holiday season.15
Instead, he raised $10,000 in a single day, with several more thousand dollars coming in
after that day.16 Morin is hardly a novice to the Causes platform. It was the personal
philanthropy platform used by Facebook, which now also operates a stand-alone website.
Morin himself had done two previous birthday wish fund-raising projects. In addition,
one can assume that he has numerous friends on Facebook, LinkedIn, and other platforms
that can be invited to contribute. Morin’s professional skills aside, the growing number of
social fund-raising sites represents another aspect of the exploding social network scene.
B. Social Media Marketing and Businesses Use Social Media Marketing
There are definitions of social media marketing (SSM) on the web, but they all
seem to have a heavy emphasis on platforms. That is understandable. In the mid1990s,
when many companies were struggling to learn to use electronic media for marketing
purposes, the question often heard was, “Should we have a website?” Fifteen years later
the answer is a given, and there are many websites that provide excellent customer
experiences, whether the customer goal is information or a purchase. Fast-forward to
what is still the infancy of SMM and the question is often, “Should we have a Facebook
page?” The implication is often, “Our competitors have one; maybe we should also.”
The examples earlier in this chapter provide evidence that all types of businesses,
including nonprofits, are using SMM to achieve business objectives. Still, not all
businesses are adopting SMM with equal enthusiasm. MarketingSherpa's Benchmark
Report emphasizes marketer focus on payback on the SMM investment and the
widespread conviction that return on investment (ROI) is uncertain and is hard to
measure. Consider the earlier examples. Many social media metrics are used to tout
success. Even the spokesperson for P&G could only say that sales increased while the
Old Spice campaign was active. He could not, or would not, give a direct link among
traditional broadcast advertising, much less social media, and increased sales.
Users are convinced that SMM increases their visibility and, in the process, brings
more visitors to companies websites (see Figure 9.3). SMM helps firms generate
qualified sales leads and increases their search engine rankings. SMM contributes to
search engine visibility in a number of ways but the most straightforward is generating
incoming links. Well-written SMM content includes multiple links to product
information on the company website or blog (which is, in turn, linked to the website) and
incoming links is one input to search engine rank.
Blogging requires a lot of effort. Blogger relations require the greatest level of
effort. It takes a lot of work to identify influential bloggers, often in terms of a specific
product category, and to reach out to them in an effort to get them to write about products
or services. When the blogger relations effort is successful, however, it results in
communications from third parties who are often viewed as highly trustworthy. That is
true even though ethical bloggers are careful to reveal payments and gifts of any kind. In
fact, in the United States they are required to do so.
It should come as no surprise that small businesses are interested in the
opportunities offered by SMM. The traditional broadcast and print media have always
presented obstacles to use by small businesses. They are expensive and they often have a
wide reach, not the local audience that many small businesses need. The free social
networks consequently have great appeal and small businesses are beginning to make use
of them. eMarketer reported in September 2010 that about one quarter of all small
business are now using social media, although the increase in participation seems to have
plateaued.19 A recent study by the American Express OPEN credit card finds that small
businesses that use social media report that SMM increases exposure and website traffic.
It is also important in retention of current customers.
In spite of the popularity of SMM with businesses, large and small, it is important
to note that across all age groups, email is still the preferred means of communication,
although the margin appears to decrease with every new study. Email is the preference of
older age groups22 while millennials prefer text messaging and short message service
(SMS) to email.23 It is really not an either/or question, however. The important
marketing skill is using email to leverage communication in social networks, not
choosing one communications channel over the other. Small businesses, in particular,
find both communications channels within their reach.
C. Developing a Social Media Marketing Strategy
We cannot say it too often: Good SMM results from a carefully planned strategy,
not from a series of random activities. It must also be carefully integrated into the firms
overall marketing communications strategy and activities, as case histories throughout
this chapter emphasize. The first question we ask should be, “How does a business go
about developing a social media marketing strategy?” Although different authors use
different terminology, there is general agreement on the steps needed to develop an SMM
strategy (see Figure 9.6). Following this process leads to a deeper relationship with the
customer. That kind of relationship takes time and effort—an upfront investment, if you
will—but the end result is well worth the effort. Let us take a brief look at each of the
steps.
Whether they are your customers or whether they are people you want to attract as
customers (prospects), the marketer must listen before she speaks. A good way to think of
it is the way in which a socially savvy individual behaves at a party. He does not just
walk up to a group of people and start talking. He listens to the content and tone of the
conversation before joining in. That is exactly what savvy marketers do in the initial
stages of developing an SMM strategy.
First you should note that people can be a member of various categories over time
and for various reasons, so the numbers add to much more than 100 percent. Notice,
though, that there are not many people who classified themselves as totally inactive in
2010. There are, however, huge numbers of people who can be best described as
consuming content or simply joining sites; but they do not contribute. There are a
substantial number of people in the critics category, driven by the desire to post product
and service ratings and reviews online. Likewise, there are numerous conversationalists
who socialize online. There are relatively few collectors, but those are people who
carefully search the web for content and aggregate it on third-party sites or on their own
websites. The proportion of creators is even smaller. These are the influentials of the
social web, the people who create and distribute content. Forrester points out that this
group has plateaued between 2009 and 2010, while the proportion of joiners continues to
increase. Forrester offers an online tool to help marketers evaluate the technographics of
their chosen target audience.
It is a big web out there; how can a business possibly keep track of what people
are saying about it on the Internet? There are tools to track it, the best known of which is
undoubtedly Google Alerts. It is free and easy to turn on and off.35 As part of their
personal branding program (discussed at the end of the chapter), many people have an
alert on their names; it is nice to know who is saying what about you! Do you have a
research paper assignment this semester? Consider setting up an alert for news on the
subject. This alert system will give you links to current content, but it will not research
past events for you. Hint: be sure to check what types of Internet content is acceptable for
your assignment in a particular course. While you are on the Google Alerts page, note
that there are examples of how Google Alerts works—which are straightforward but
helpful to the novice user. For most of its other products, Google offers one or more
videos giving detailed instructions on how to use the product effectively. That is
definitely an Internet best practice.
This one is easy, right? After all, communicating is what marketers do! The
problem is that both the landscape and the rules of the road change in social media. It is
no longer a one-marketer to many-audience-members type of communication. It is many-
to-many. Even more difficult, marketers no longer establish the rules of communication.
Audience members do. All companies need to think of themselves as creators and
communicators of content, a subject to which we discuss in Chapter 10. This is a tall
order, especially for marketers who are used to trying to put their products in the best
light, not to being responsive to what customers are saying and doing. One marketer puts
it well when he says that, “No One Cares About Your Products.” Sage Lewis argues that
people care about what other people say, and that they care about experiences more than
the products themselves.
Pepsi is another enterprise that has worked in social media in a number of ways
over the past few years and has seen a lot of success. One example is that of its contests
for Super Bowl advertisements. According to Wikipedia, Pepsi first launched this
promotion in 200738 for its Doritos brand and has continued it with variations in the
years since. The Pepsi brand, long a major advertiser on the Super Bowl, chose not to
advertise in 2010. Instead it launched the Pepsi Refresh program, which has given away
over $10 million so far, to causes that received the most fan support.39 Pepsi returned to
the 2011 Super Bowl with another “create the best ad” campaign. This type of contest
invariably attracts some contestants and a much larger number of viewers who vote on
their favorites. This is engagement at two levels.
eMarketer predicts that 43 percent of all corporations will be blogging by 2012. It
continues by saying that growth in corporate blogs continues, although the growth in
number of personal blogs seems to have slowed down.45 Even so, Technorati’s annual
State of the Blogosphere report shows that 72 percent of its sample blog as a hobby and
only 4 percent report blogging for corporations. Much has been said, pro and con, about
business use of Twitter. It is hard to argue, however, that you can successfully
incorporate Twitter into SMM without having experience in using it. Both Bonin Bough
and Scott Monty are regular users of Twitter, as one example. However, examples is all
we have, because even Twitter itself does not attempt to estimate how many use it
primarily for personal reasons and how many for business. Twitter does have a
TwitterBusiness page that gives tips for business users.50 Even more important for
novice business users, they have a Twitter 101 page that includes a best practices link.
In the choice stage, personal recommendations—from their own friends or from
people perceived to be like them—assume primary importance. Have you referred to a
consumer review in making an online purchase? Informal observation suggests that most
consumers answer “yes, sometimes” or even “yes, almost always.” Brands themselves or
the retailers who sell them are considerably less important according to the study.
Influential bloggers are at the bottom of the list. The less important sources of
information also appear to be the least trustworthy. Given the importance of reviews, it
make sense that consumers want ecommerce sites that offer reviews, ratings, and even
consumer-supplied images.
A report entitled “Social Is the Next Search” (think about that title!) has an
excellent summary of the social sharing challenge: “To drive quality referral traffic from
social networks, site owners should focus on optimizing the quality and quantity of
content and activity shared by users.” How does a marketer do this? Basically, marketers
do this by adding social media icons such as those shown in Figure 9.10a. You are
accustomed to seeing those on websites and blogs; how many of them do you recognize?
Probably only a few—and there are many others—although these represent some of the
most powerful.
A social sharing strategy should also take the Facebook Like application into
account. When a viewer “likes” a piece of content, that item is added to the viewer’s
Facebook feed and thereby shared with her network of friends. The friends see it as being
recommended by one of their friends, which should increase its trustworthiness. In
addition, the behavior of “liking” adds to the users Facebook profile. The profile is key in
targeting Facebook advertising as will soon be discussed. Using both “Share” and “Like”
gives visitors an opportunity to contribute and share in whatever way they choose.
There is one important SMM activity that does not find an easy place in the
strategy steps. Perhaps that is because creating community is both an outcome and an
activity of social media use. It is an outcome when a group of people, of their own
volition, began to congregate around one or more platforms that deal with subjects of
interest to them. The interests can be very broad, such as sports or entertainment news.
They can be niche, such as a blog about golf or a site that answers income tax questions.
Sites that attract even a small number of regular users can be referred to as a community.
Nonprofits and small businesses can build branded communities, even though
they may lack the resources of Boone Pickens. There are many good examples in the
nonprofit world. A somewhat unique small business effort is Bella of Cape Cod.63 This
business run by two young mothers in a resort community suffers from the normal
problem of resort retailers—about two months of frenzied business, four or so “shoulder”
months of decent business, and a winter season where business is totally dormant. Bella
is actually able to close the retail store for several months in the winter, keeping the
business going on its website and, more important, through eparties.64 Each eparty, held
entirely online, builds the email list for future eparties, and both the fun and the fund-
raising make them popular among the Bella customer base. This model might not work
for every retailer, but it is a great example of a business model that is based on
community and interactivity.
D. Executing SMM Strategies
Nokia, a global brand, has used various types of customer interaction over the
years. Forums and clubs were prominent in earlier years; customers like to talk about
their phones and what they do with their phones. In recent years, Nokia has made SMM a
key part of its marketing communications strategy. When any endeavor is as complex as
developing and executing a social media strategy, it helps to have a simple vision of what
it aims to accomplish. Nokia has done an excellent job of conceptualizing its social media
vision and, along the way, has been willing to talk about both achievements and
campaigns that fell short. Nokia's description of traditional marketing communication as
“big bang campaigns” is interesting and apt (see Figure 9.13). Its vision of the new
opportunity as being continuous engagement in a networked world, stimulated by
campaign activities in social media, is thought-provoking. It also brings up the subject of
paid versus earned media, one that has become important in the social media world.
Owned media might be considered the foundation of social media marketing
efforts. Owned channels include websites, blogs, and email newsletters, as well as
branded social media channels like Facebook pages, Twitter accounts, and YouTube
channels. These channels are clearly identified as carrying marketerinitiated content,
although customers are invited to engage with marketers in all these channels. Earned
media is unpaid presence in channels other than those owned by the brand. Earned media
happens in various ways. It includes formal marketing efforts like reaching out to
bloggers in an attempt to persuade them to make blog posts about the brand. It may be
primarily customer initiated as when a video goes viral and customers share it among
themselves without marketing intervention. It can also result from PR efforts, both offline
and online. Marketers can provide the platform, for example the Facebook Like button or
a product ratings page, but it is up to the customer to create the content.
That brings us to shared media in which customers become the primary creators
and distributers of content. Shared media includes marketer-sponsored activities, such as
the Super Bowl contests of the past several years in which customers have created ads for
the specific brands.65 Another example is Cokes Expedition 206 campaign in which
three winners traveled the world for one year and videoblogged about it.66 Shared media
also includes everything from posting brandrelated content and images on Facebook, to
Tweeting about a sports event or a shopping experience, to uploading photos of your
wedding to a local news channel, or Tweeting about local weather on Weather.com. In
each of these examples—and many others—marketers have given customers an
opportunity to create or share meaningful content that is brand related but not the
persuasive messaging that characterizes paid media. Shared media usually comes from
friends and family, which adds an element of credibility.
Squires also admitted that the public relations agency hired by Nokia for a
blogger outreach program did not fulfill its promises to blogger/marathoner Muireann
Carey-Campbell. It is worth reading the original post;73 note the October 12, 2010,
comment by Mark Squires. He admitted that Nokia did not get it right but he was neither
defensive nor confrontational; that is, both effective listening and responding! When you
look at the dates, it is apparent that the favorable interview with Squires (November 1,
2010) was a result of effective response by Nokia to the unfavorable post about the
blogger (October 12, 2010). That is the way good social media works—an ongoing
conversation. Just keep in mind that an unfavorable conversation can be perpetuated just
like a favorable one can. It is the job of SMM to behave and react in such a way that there
is more favorable than unfavorable buzz in social media space.
E. Social Media Marketing Metrics
Throughout this chapter, you have seen examples of the metrics social media
marketers use to measure the effectiveness of their campaigns. We have also pointed out
that these are behavioral metrics, which most marketers consider more desirable than
merely asking people what they did or are likely to do via marketing research. One
advantage is that these are behaviors they have actually exhibited, not just reported. The
other main advantage is that these metrics are available in almost real time without
additional costs of data collection. This is the reason that many marketers now argue that
customer listening and behavioral metrics should be a precursor to marketing research
and, in many instances, it can be a substitute.
On the other hand, Google Analytics78 offers a complete set of website metrics,
discussed in detail in Chapter 14. The platform is able to integrate metrics from email,
online advertising, and various types of offline advertising. For a business with a website
of moderate size in terms of pages and moderate activity in terms of marketing
communications, this provides a deluge of data. It is another example of a platform that is
free but that requires an investment in employee time and expertise in order to provide
meaningful analysis for decision making.
Why is this setting objectives so important? It is critical because setting objectives
is essential, not only to guide the campaign, but also to identify the metrics that are
necessary for its success. Otherwise the marketer will be trying to make sense of the
torrent of data with no guidelines to follow. If metrics are selected after the fact, the
likelihood that they will be objective measures is essentially nonexistent. They will be
measures chosen to support whatever thesis the presenter wants to support, and that is not
a prescription for good decision making!
Setting them up in a matrix like this makes it clear what metrics are needed and
whether anything is missing to measure the achievement of campaign objectives. What
even this simple example also makes clear is that it may take four different tools to
provide four essential metrics. That is the metrics dilemma of the social media marketer
today. This table is a simple example.
