But, true to the philosophy, top executives are required to visit stores every year.112 When Angela Ahrendts took the senior vice president of retail and online stores job at Apple, rather than send an email to introduce herself, she personally visited more than 100 stores to talk to employees and customers personally.113

Handling Customer Complaints.

Handling a customer complaint is critical because customer satisfaction is the major goal of many organizations. Dissatisfied customers often complain to friends, and with increasing use of the Internet, this often results in lost customers and loss of future sales. On the positive side, complaints provide feedback that can be used to improve your products and services.144The steps for handling customer complaints are listed in Model 14-4. First, by admitting the mistake and apologizing, you calm emotions and drop defensiveness.145 Second, customers often have solutions that are easier and less costly than what you may recommend. The faster the resolution, the better the odds of satisfying and keeping the customer. Last, avoid repeating mistakes for this and all other customers by taking corrective action where needed.146
