Situation-Behavior-Impact Model
• (Clarify your intent)
• Capture the situation (When/where) • “Today the first thing this morning, when you and I were having
coffee…”
• Describe the behavior (What/how) • You spoke at the same time another person was speaking. (rude)
• Deliver the impact (How) • Your reaction to a behavior (“I felt”, “I was”)
• The client complained and we lost their account.
Words with impact
Angry Frustrated Intimidated Skeptical
Annoyed Glad Left out Tense
Bored Gratified Nervous Threatened
Calm Happy Overwhelmed Uneasy
Captivated Helpful Pleased Vulnerable
Diminished Honored Pressured Welcome
Ecstatic Hurt Relaxed Worried

SBI Example
• BAD: “You’re completely incompetent!”
• BETTER: “Yesterday afternoon in our budget meeting I tried to make a few comments about next year’s budget. When I did, you interrupted me and spoke over me. As a result, I did not get a chance to get my point of view across. It led me to believe you don’t respect my opinion. I stopped contributing.”
My apologies Hensen, if I was too harsh with you.
