Purpose Statement

This business proposal is being is being made to address are increase in repeat callers. We have seen an increase in the amount of patients calling in three or more times in a ten-day period. The goal of this business proposal is to identify the reason, and put together an action plan to solve the problems. By doing so, we free up more of our resources and continue to see out customer satisfaction rise. We have seen a decrease in our customers overall satisfaction on the survey, largely due in part to not solving the customers problem on the first call.

Problem Statement / Data and Research Findings

The problem that we are having is Health care members calling in multiple times in regard to their pharmacy benefits. After taking a look into these calls and determining the root cause, we have determined that we need to make improvements in training and technology. Customer service agents do not have the proper training to perform and provide accurate information resulting in multiple calls, and the technology needed is not all there. Some of the information that we gathered is customer service reps do not have the proper training. There are improper processes and procedure in regards to communication with various departments. As well as insufficient resources in management for coaching opportunities and refresher training. With the improvement of these things it will reduce the number of repeat callers, proving a better member experience and improving productivity. Two quick fixes will be to provide additional training and weekly tips for improvement and provide better lines of communication between all departments within the organization. We have a high number or repeat callers, contributing to unhappy members who are calling multiple times in regard to the same matter. After several months of call reviews and determining the root cause of the repeat callers. It was determined that the customer service agents lack the proper training and communication with other departments. Also, the technology that we have in place such as our IVR and web portal need to be updated. The increase in repeat call volume, forces us to use additional resources to answer the inbound cause. Additionally, increasing the amount up upset members that we have. We do have to ability to reduce the numbers of repeat calls and improve overall customer satisfaction.

· Connect with IRIS technology team and verify if we can validate address’s from USPS site (most constringent).
